Chatbots are increasingly integrated into people's lives and are widely used to help people. Recently, there has also been growing interest in the reverse direction-humans help chatbots-due to a wide range of benefits including better chatbot performance, human well-being, and collaborative outcomes. However, little research has explored the factors that motivate people to help chatbots. To address this gap, we draw on the Computers Are Social Actors (CASA) framework to examine how chatbot anthropomorphism-including human-like identity, emotional expression, and non-verbal expression-influences human empathy toward chatbots and their subsequent prosocial behaviors and intentions. We also explore people's own interpretations of their prosocial behaviors toward chatbots. We conducted an online experiment (N = 244) in which chatbots made mistakes in a collaborative image labeling task and explained the reasons to participants. Despite recent advances in Artificial Intelligence, the use of chatbot technology in customer service continues to face adoption hurdles. This paper explores reasons for these adoption hurdles and tests several service design levers to increase chatbot uptake. We use incentivized online experiments to study chatbot uptake in a variety of scenarios. The results of these experiments are threefold. First, people respond positively to improvements in chatbot performance; however, the chatbot channel is utilized less frequently than expected-time minimization would predict. A key driver of this underutilization is the reluctance to engage with a gatekeeper process, i.e., a process with an imperfect initial service stage and possible transfer to a second, expert service stage -- a behavior we term "gatekeeper aversion". We show that gatekeeper aversion can be further amplified by a secondary hurdle, algorithm aversion. Second, chatbot uptake can be increased by providing customers with average waiting times in the chatbot channel, as well as by being more transparent about chatbot capabilities and limitations. Recently, research into chatbots (also known as conversational agents, AI agents, voice assistants), which are computer applications using artificial intelligence to mimic human-like conversation, has grown sharply. Despite this growth, sociology lags other disciplines (including computer science, medicine, psychology, and communication) in publishing about chatbots. We suggest sociology can advance understanding of human-chatbot interaction and offer four sociological theories to enhance extant work in this field. The first two theories (resource substitution theory, power-dependence theory) add new insights to existing models of the drivers of chatbot use, which overlook sociological concerns about how social structure (e.g., systemic discrimination, the uneven distribution of resources within networks) inclines individuals to use chatbots, including problematic levels of emotional dependency on chatbots. In the present study, we provided students an unfiltered access to a state-of-the-art large language model (LLM) chatbot. The chatbot was intentionally designed to mimic proprietary commercial chatbots such as ChatGPT where the chatbot has not been tailored for the educational context; the underlying engine was OpenAI GPT-4. The chatbot was integrated into online learning materials of three courses. One of the courses focused on software engineering with LLMs, while the two other courses were not directly related to LLMs. Our results suggest that only a minority of students engage with the chatbot in the courses that do not relate to LLMs. At the same time, unsurprisingly, nearly all students in the LLM-focused course leveraged the chatbot. In all courses, the majority of the LLM usage came from a few superusers, whereas the majority of the students did not heavily use the chatbot even though it was readily available and effectively provided a free access to the OpenAI GPT-4 model. We also observe that in addition to students using the chatbot for course-specific purposes, many use the chatbot for their own purposes. Artificial intelligence based chatbots have brought unprecedented business potential. This study aims to explore consumers trust and response to a text-based chatbot in ecommerce, involving the moderating effects of task complexity and chatbot identity disclosure. A survey method with 299 useable responses was conducted in this research. This study adopted the ordinary least squares regression to test the hypotheses. First, the consumers perception of both the empathy and friendliness of the chatbot positively impacts their trust in it. Second, task complexity negatively moderates the relationship between friendliness and consumers trust. Third, disclosure of the text based chatbot negatively moderates the relationship between empathy and consumers trust, while it positively moderates the relationship between friendliness and consumers trust. Fourth, consumers trust in the chatbot increases their reliance on the chatbot and decreases their resistance to the chatbot in future interactions. Social service programs like the Supplemental Nutrition Assistance Program (SNAP, or food stamps) have eligibility rules that can be challenging to understand. For nonprofit caseworkers who often support clients in navigating a dozen or more complex programs, LLM-based chatbots may offer a means to provide better, faster help to clients whose situations may be less common. In this paper, we measure the potential effects of LLM-based chatbot suggestions on caseworkers' ability to provide accurate guidance. We first created a 770-question multiple-choice benchmark dataset of difficult, but realistic questions that a caseworker might receive. Next, using these benchmark questions and corresponding expert-verified answers, we conducted a randomized experiment with caseworkers recruited from nonprofit outreach organizations in Los Angeles. Caseworkers in the control condition did not see chatbot suggestions and had a mean accuracy of 49%. Caseworkers in the treatment condition saw chatbot suggestions that we artificially varied to range in aggregate accuracy from low (53%) to high (100%). As governments increasingly adopt digital tools, public service chatbots have emerged as a growing communication channel. This paper explores the design considerations and engagement opportunities of public service chatbots, using a 311 chatbot from a metropolitan city as a case study. Our qualitative study consisted of official survey data and 16 interviews examining stakeholder experiences and design preferences for the chatbot. We found two key areas of concern regarding these public chatbots: individual-level and community-level. At the individual level, citizens experience three key challenges: interpretation, transparency, and social contextualization. Moreover, the current chatbot design prioritizes the efficient completion of individual tasks but neglects the broader community perspective. It overlooks how individuals interact and discuss problems collectively within their communities. To address these concerns, we offer design opportunities for creating more intelligent, transparent, community-oriented chatbots that better engage individuals and their communities.
Self-disclosure, the sharing of one's thoughts and feelings, is affected by the perceived relationship between individuals. While chatbots are increasingly used for self-disclosure, the impact of a chatbot's framing on users' self-disclosure remains under-explored. We investigated how a chatbot's description of its relationship with users, particularly in terms of ephemerality, affects self-disclosure. Specifically, we compared a Familiar chatbot, presenting itself as a companion remembering past interactions, with a Stranger chatbot, presenting itself as a new, unacquainted entity in each conversation. In a mixed factorial design, participants engaged with either the Familiar or Stranger chatbot in two sessions across two days, with one conversation focusing on Emotional- and another Factual-disclosure. When Emotional-disclosure was sought in the first chatting session, Stranger-condition participants felt more comfortable self-disclosing. However, when Factual-disclosure was sought first, these differences were replaced by more enjoyment among Familiar-condition participants. This work investigates the causal mechanism behind the effect of chatbot personification and persuasion strategies on users' perceptions and donation likelihood. In a 2 (personified vs. non-personified chatbot) x 2 (emotional vs. logical persuasion strategy) between-subjects experiment (N=76), participants engaged with a chatbot that represented a non-profit charitable organization. The results suggest that interaction with a personified chatbot evokes perceived anthropomorphism; however, it does not elicit greater willingness to donate. In fact, we found that commonly used anthropomorphic features, like name and narrative, led to negative attitudes toward an AI agent in the donation context. Our results showcase a preference for non-personified chatbots paired with logical persuasion appeal, emphasizing the significance of consistency in chatbot interaction, mirroring human-human engagement. We discuss the importance of moving from exploring the common scenario of a chatbot with machine identity vs. a chatbot with human identity in light of the recent regulations of AI systems.
Chatbots have become integral to various application domains, including those with safety-critical considerations. As a result, there is a pressing need for methods that ensure chatbots consistently adhere to expected, safe behaviours. In this paper, we introduce RV4Chatbot, a Runtime Verification framework designed to monitor deviations in chatbot behaviour. We formalise expected behaviours as interaction protocols between the user and the chatbot. We present the RV4Chatbot design and describe two implementations that instantiate it: RV4Rasa, for monitoring chatbots created with the Rasa framework, and RV4Dialogflow, for monitoring Dialogflow chatbots. Additionally, we detail experiments conducted in a factory automation scenario using both RV4Rasa and RV4Dialogflow.
The rapid convergence of artificial intelligence (AI) toward conversational chatbot interfaces marks a critical moment for the industry. This paper argues that the chatbot paradigm is not a neutral interface choice, but a dominant sociotechnical configuration whose widespread adoption reshapes social, economic, legal, and environmental systems. We examine how treating AI primarily as conversational assistants has extensive structural downsides. We show how chatbot-based systems often fail to adequately meet user needs, particularly in complex or high-stakes contexts, while projecting confidence and authority. We further analyze how the normalization of chatbot-mediated interaction alters patterns of work, learning, and decision-making, contributing to deskilling, homogenization of knowledge, and shifting expectations of expertise. Finally, we examine broader societal effects, including labor displacement, concentration of economic power, and increased environmental costs driven by sustained investment in large-scale chatbot infrastructures. As Conversational Artificial Intelligence (AI) becomes more integrated into everyday life, AI-powered chatbot mobile applications are increasingly adopted across industries, particularly in the healthcare domain. These chatbots offer accessible and 24/7 support, yet their collection and processing of sensitive health data present critical privacy concerns. While prior research has examined chatbot security, privacy issues specific to AI healthcare chatbots have received limited attention. Our study evaluates the privacy practices of 12 widely downloaded AI healthcare chatbot apps available on the App Store and Google Play in the United States. We conducted a three-step assessment analyzing: (1) privacy settings during sign-up, (2) in-app privacy controls, and (3) the content of privacy policies. The analysis identified significant gaps in user data protection. Our findings reveal that half of the examined apps did not present a privacy policy during sign up, and only two provided an option to disable data sharing at that stage. Many organisations pursue digital transformation to enhance operational efficiency, reduce manual efforts, and optimise processes by automation and digital tools. To achieve this, a comprehensive understanding of their unique needs is required. However, traditional methods, such as expert interviews, while effective, face several challenges, including scheduling conflicts, resource constraints, inconsistency, etc. To tackle these issues, we investigate the use of a Large Language Model (LLM)-powered chatbot to acquire organisations' digital transformation needs. Specifically, the chatbot integrates workflow-based instruction with LLM's planning and reasoning capabilities, enabling it to function as a virtual expert and conduct interviews. We detail the chatbot's features and its implementation. Our preliminary evaluation indicates that the chatbot performs as designed, effectively following predefined workflows and supporting user interactions with areas for improvement. We conclude by discussing the implications of employing chatbots to elicit user information, emphasizing their potential and limitations.
The capability of GenAI-based chatbots, such as ChatGPT and Gemini, has expanded quickly in recent years, turning them into GenAI Chatbot Ecosystems. Yet, users' understanding of how such ecosystems work remains unknown. In this paper, we investigate users' mental models of how GenAI Chatbot Ecosystems work. This is an important question because users' mental models guide their behaviors, including making decisions that impact their privacy. Through 21 semi-structured interviews, we uncovered users' four mental models towards first-party (e.g., Google Gemini) and third-party (e.g., ChatGPT) GenAI Chatbot Ecosystems. These mental models centered around the role of the chatbot in the entire ecosystem. We further found that participants held a more consistent and simpler mental model towards third-party ecosystems than the first-party ones, resulting in higher trust and fewer concerns towards the third-party ecosystems. We discuss the design and policy implications based on our results.
Large Language Models (LLMs) are undergoing a fundamental transformation from conversational generators into integrated AI systems capable of reasoning, action, memory, and self-improvement. We conceptualize this transition as a shift from Chatbot to Digital Colleague: from conversational answers to persistent work. We organize this transition along two tightly coupled dimensions. First, at the cognitive core level, LLMs are advancing from Chatbot-era "fast thinking" systems driven by next-token prediction toward Thinking LLMs that leverage inference-time computation, Chain-of-Thought reasoning, reflection, process supervision, and reinforcement learning to support more deliberate and reliable cognition. Second, at the tool-augmented task execution level, LLMs are progressing from tool-calling Agents that invoke external resources in an ad hoc manner toward OpenClaw-style workstation systems (OpenClaw) equipped with persistent Workspaces, skills, verification loops, and governance. The "Workspace + Skill" paradigm makes episodic tool use colleague-like via state persistence, reusable procedures, task closure, and experience reuse. Automatic conversation systems based on natural language responses are becoming ubiquitous, in part, due to major advances in computational linguistics and machine learning. The easy access to robust and affordable platforms are causing companies to have an unprecedented rush to adopt chatbot technologies for customer service and support. However, this rush has caused judgment lapses when releasing chatbot technologies into production systems. This paper aims to shed light on basic, elemental, considerations that technologists must consider before deploying a chatbot. Our approach takes one particular case to draw lessons for those considering the implementation of chatbots. By looking at this case-study, we aim to call for consideration of societal values as a paramount factor before deploying a chatbot and consider the societal implications of releasing these types of systems.
Apologies serve essential functions for moral agents such as expressing remorse, taking responsibility, and repairing trust. LLM-based chatbots routinely produce output that has the linguistic form of an apology. However, they do this simply because they are echoing the kinds of things that humans say. Moreover, there are reasons to think that chatbots are not the kind of linguistic or moral agents capable of apology. To put the point bluntly: Chatbot apologies are bullshit. This paper explores this concern and develops it beyond the epithet, drawing on the nature of morally serious apologies, the linguistic agency required to perform them, and the moral agency required for them to matter. We conclude by considering some consequences for how chatbots should be designed and how we ought to think about them.
Chatbots have been studied for more than half a century. With the rapid development of natural language processing (NLP) technologies in recent years, chatbots using large language models (LLMs) have received much attention nowadays. Compared with traditional ones, modern chatbots are more powerful and have been used in real-world applications. There are however, bias and fairness concerns in modern chatbot design. Due to the huge amounts of training data, extremely large model sizes, and lack of interpretability, bias mitigation and fairness preservation of modern chatbots are challenging. Thus, a comprehensive overview on bias and fairness in chatbot systems is given in this paper. The history of chatbots and their categories are first reviewed. Then, bias sources and potential harms in applications are analyzed. Considerations in designing fair and unbiased chatbot systems are examined. Finally, future research directions are discussed.
Evaluating and understanding the inappropriateness of chatbot behaviors can be challenging, particularly for chatbot designers without technical backgrounds. To democratize the debugging process of chatbot misbehaviors for non-technical designers, we propose a framework that leverages dialogue act (DA) modeling to automate the evaluation and explanation of chatbot response inappropriateness. The framework first produces characterizations of context-aware DAs based on discourse analysis theory and real-world human-chatbot transcripts. It then automatically extracts features to identify the appropriateness level of a response and can explain the causes of the inappropriate response by examining the DA mismatch between the response and its conversational context. Using interview chatbots as a testbed, our framework achieves comparable classification accuracy with higher explainability and fewer computational resources than the deep learning baseline, making it the first step in utilizing DAs for chatbot response appropriateness evaluation and explanation.
This study examines whether leading AI chatbot companies implement the responsible AI principles they publicly advocate. The authors used a mixed-methods approach analyzing four major chatbots (ChatGPT, Gemini, DeepSeek, and Grok) across company websites, technical documentation, and direct chatbot evaluations. We found significant gaps between corporate rhetoric and practice.
